Over the last few years, Illumina has experienced rapid expansion and this role is supporting our continued growth plans. This role is based in Dubai, where you will be responsible for the leadership and continuous development of a team of Field Application Scientists and Field Service Engineers within EMEA Service and Support. The position covers the MEA region (excl. SA) within the Emerging Markets subregion.

The role
This position is responsible for the leadership and continuous development of a team of Field Application Scientists (FAS) and Field Service Engineers (FSE) within MEA Service and Support. The Manager will ensure that World-Class service is provided to Illumina’s customers by minimizing instrument down time, investigating and documenting complaints, providing scheduled maintenance, upgrades, and customer trainings. They will be responsible for setting goals for the team, provide feedback, and facilitate communication between Illumina and our customer install base.
Responsibilities will include
  • Hire, develop, and maintain service & support staff to deliver personable, responsive support with high technical expertise, to our distributors.
  • Provide technical leadership and case management guidance to FAS & FSE
  • Ensure key performance metrics, including customer response time, issue resolution time, technical accuracy, and departmental efficiency are met or exceeded.
  • Monitor and manage key distributor and account relationships, whilst collaborating with colleagues to increase activity from the partner’s existing customer base in assigned region by ensuring customers owned by the partner are both satisfied and are making optimal use of their Illumina systems.
  • Contribute to the development of commercial infrastructure, processes, and systems to increase the quality and efficiency of support to Illumina customers in region.
  • Continuous maintenance and optimization of support processes including phone, email, technical and service bulletins, and CRM workflows
  • Coordinate and provide training to staff on Illumina products, problem solving skills, and customer service skills.
  • Continuous improvement of the end customer experience through distributors, staff, process, and support tool development.
  • Motivate and lead the team through performance coaching, career planning, and setting development objectives.
  • Develop strong interdepartmental collaborations with Partner and internal teams from Product Marketing, Sales, Product Development, Engineering, and Operations to ensure actionable information and recommendations.
Preferred background, skills and experience
  • Strong customer centric nature with a proactive approach
  • Highly motivated and successful leader who enjoys a challenging and dynamic work environment
  • Excellent time management, organizational and interpersonal skills
  • Attention to detail and analytical problem solving with strong decision-making skills
  • Considerable industry experience in biotechnology with confocal laser scanners, liquid handling robotics, or related technology
  • Preferably has Masters of Science or PhD
  • Graduate degree and formal management training preferred
